Practical answer
Laser-machine service should be assessed before signing a contract, when the same questions can still be put to several suppliers, their answers compared and agreements recorded in writing. After delivery, the phrase “service is available” often proves too general: it may be unclear who receives requests, which specialists are available, what can be done remotely, how spare parts are supplied and where warranty obligations end.
Available service is not a promise to “arrive quickly” or a number of engineers’ photographs in a presentation. It is a clear route from the moment a company needs technical support to restoration of the agreed equipment function. What matters is not only response to an emergency stop, but also commissioning, instruction, planned maintenance, diagnostics, access to documentation, updates, components and proper escalation of a complex case.
What exactly is being assessed
Do not mix three different questions. First, whether the supplier has the right and competence to support the specific configuration. Second, whether a service process is actually organised in your region. Third, whether this process is recorded in the commercial offer and contract. A positive answer to one question does not guarantee the other two.
For example, a seller may understand machine selection well but have no in-house engineering coverage. Or a local team may perform standard work while passing complex matters to the manufacturer. This is not necessarily bad if the route, communication times and boundaries of responsibility are transparent. A poor sign is when only general assurances are given instead of a specific support model.
Planned maintenance is not secondary. HSE notes that maintenance of work equipment must be organised, and that its frequency and extent depend on operating conditions, manufacturer recommendations, risks and previous history. For laser equipment, this means that a universal schedule should not be invented: before purchase, establish which scheduled tasks the particular machine requires and who performs them.
Check the request scenario, not the status
Ask the supplier to explain the service route as a simple sequence. Where does an operator or responsible person apply? Which information is needed at the start? Who makes the initial assessment? When is an issue handled remotely, and when is a visit needed? How is component supply agreed? Who reports status? What happens if the local team cannot close the case?
These questions do not require diagnoses or discussion of error codes before purchase. Their purpose is to check the management capability of support. A telephone number without escalation rules is not a service model. Likewise, “we support 24/7” is not a meaningful promise until it is clear whether this means call intake only, a remote consultation, engineer availability or a contractual service level.

Ask about the team appropriately
The aim is not to demand engineers’ personal data or interview them. Establish the structure: whether a local service function exists, what work it normally performs, how it obtains technical support from the manufacturer, whether it has access to documentation and how escalation is organised. If a partner provides service, that should be stated honestly rather than hidden behind the words “our team”.
Useful evidence is not general ratings but process evidence: a sample service-request form, a description of a scheduled visit, a typical report without confidential data, a training programme or a warranty-review procedure. Do not demand other customers’ service cases with client names where this breaches confidentiality. Instead, ask what data is recorded after machine commissioning: serial number, configuration, commissioning date, work performed, replaced components and recommendations.
Many manufacturers describe service as a combination of remote support, field work, spare parts, upgrades and training rather than one “repair” service. This can be seen, for example, on TRUMPF and Bystronic service pages. For a buyer, this is a useful checking model: ask not “is service available?” but whether every needed link is covered for the selected configuration.
Do not confuse warranty, a service agreement and spare parts
Warranty usually defines which defects the supplier covers, under which conditions and for what period. It does not automatically mean unlimited visits, consumables, work outside warranty conditions or guaranteed availability of every part in stock. A service agreement may describe additional scheduled visits, response arrangements, priority, remote support or reporting. Spare parts are a separate process in which identification, delivery time, compatibility confirmation and payment terms matter.
In a contract, avoid the phrase “everything included” unless it is broken down into work, costs, exclusions and timeframes. It is equally risky to turn a guideline into an unconditional promise. For example, initial-response time and restoration time are different measures. The first depends on the channel and duty schedule; the second also depends on the nature of the case, safe execution of work, part availability, logistics and the customer’s production conditions.
Build service into machine acceptance
Service readiness can be checked during FAT, SAT and commissioning. Commissioning outcomes should include: contacts and the request procedure; transferred documentation; agreed software status; training of the agreed employee group; the initial maintenance schedule; a list of what the customer monitors and what service performs; and rules for safe use of remote support where it is provided.
This is not a formality. If operators do not understand the basic boundaries of responsibility or contacts are known to only one manager, the company depends on chance. After proper commissioning, each party instead knows what information to provide with a request: description of the situation, date, serial number, photo/video where needed and safe-stop status, rather than a guess about a failure.
Safety takes priority over trying to “restore operation” quickly. An operator should not be asked to repair equipment, bypass protective functions, change laser-system parameters or perform high-voltage actions. The boundaries of safe operation are set by manufacturer instructions, risk assessment and applicable requirements. ISO 11553-1 is one of the basic international standards for safety of laser-processing machines, but specific procedures must match the particular machine and site. ISO 11553-1.
A service matrix for the final decision
Before signing the contract, prepare a one-page matrix. Put critical service elements in the left column; in the next columns, place each supplier’s actual answer and a reference to the relevant offer or contract clause. Assess not the “pleasantness of communication” but the evidence behind the answer.
Mark gaps in particular. For example: no named request channel; no indication of who trains operators; an unclear escalation model; a spare part said to be “always available” without a confirmation method; or a timeframe given without conditions. This is not always a reason to reject a supplier. It is, however, a reason to request a written clarification before price and timing are fixed.
Typical buyer mistakes
- Asking only about warranty. Warranty does not describe the full support route.
- Believing a number without conditions. “We will arrive within 24 hours” means nothing without geography, working hours, request type and contract.
- Treating the seller’s service and the manufacturer’s service as the same thing. It is necessary to understand who performs each stage.
- Not checking whether support applies to the selected configuration. Another source, head or automation type may have different rules.
- Not including training and documentation in the commissioning record. It is then hard to request them as part of an already completed delivery.
- Expecting service to resolve every problem without the company’s involvement. Access, a safe equipment state, data and a responsible person on site also matter.
Evidence worth requesting before signing
Assessing service should not become distrust of every supplier statement. But it should rest on materials that can be read and compared. The most useful are not marketing brochures but documents that show the process itself: a draft maintenance schedule for the proposed model, commissioning structure, training programme, list of transferred documentation, request-registration procedure, sample depersonalised service report, escalation matrix, description of warranty exclusions and a list of requirements the customer must meet for support.
Read each such document critically. If a schedule has the general title “for all laser machines”, ask how it is adapted to the specific source, cutting head, automation and software suite. If training is called “complete”, request its subjects, duration, intended audience and outcome: an operator should be able to perform normal basic actions, a technologist should work with the agreed route, and the responsible person should know when and how to request support. This does not mean a seller must turn a commercial offer into an engineering-training course. The boundaries simply need to be described clearly.
Pay particular attention to access to documentation. Clarify language, format, the process for receiving updates and the list of passports and instructions included in the delivery. For digital systems, also establish how accounts, licences, backups of technology programmes and remote access are organised if it is offered. Do not request technical passwords or unsafe practices. The aim is to understand who has authority, how access is recorded and what happens after warranty expires.
Another important check is how the supplier handles uncertainty. A reliable answer sometimes sounds like “this must be confirmed after receiving a serial number, a photo of the marking or diagnostic information”. This is more professional than promising compatibility or immediate restoration without data. The contract should leave room for such an honest procedure: the request is registered, a responsible person reports the plan, a complex case is escalated and commercial conditions for a spare part are clarified after identification.
During negotiations, it is useful to maintain an open-questions log with three columns: question, responsible person, closure document/date. Do not close such points with the spoken phrase “we agreed”. After signing, they become a source of differing interpretations. When all critical points are closed, the buyer obtains not an illusion of failure-free operation but a clear support system that can actually be used.
The final service specification should be accessible not only to the director and procurement team. A short practical version should be given to the future equipment owner at the company: contacts, action boundaries, rules for recording requests and escalation procedure.
That version reduces the process’s dependence on verbal agreements and staff changes.
Pre-contract verification algorithm
1. List the scenarios that are critical for you: commissioning, regular maintenance, simple diagnosis, complex escalation, need for a spare part and training a new operator. 2. Give every candidate the same list of questions and request written answers. 3. Check whether the answers contain a process, roles and boundaries rather than only marketing wording. 4. Compare the declared service with the specific model, configuration and your geography. 5. Move agreed points into the specification, contract or annex: contacts, schedule, escalation, training, warranty and exclusions. 6. At SAT, check not only cutting quality but also the actual handover of the service route, documentation and schedule. 7. Appoint an internal owner for service records and contacts.
Limits of this article
This article does not replace legal review of a contract, establish an SLA or provide universal response or restoration times. It is also not an instruction for repair, adjustment or bypassing safety systems. The parties’ actual obligations are set by the contract, manufacturer instruction, particular configuration and operating conditions.
Before final service selection, it is useful to perform demonstration cutting on your reference parts. This tests not only the machine but also the supplier’s ability to conduct a technical discussion around a specific production task.
How to verify supplier answers without unnecessary formality
After receiving a service offer, request a short joint conversation with the person responsible for the service process, not only with a sales manager. Their task is to walk through three scenarios: commissioning, planned maintenance and a complex request. In such a conversation there is no need to simulate a failure or ask for technical recipes. It is enough to hear the sequence of actions, roles, escalation points and documents that record the result.
Then send a written summary of what you understood and ask for inaccuracies to be corrected. This is simpler and more reliable than trying to draft a complex SLA yourself. If a clear written answer about the process cannot be obtained before the contract, the situation is unlikely to become clearer after delivery.
Assess the quality of wording too. A good service model acknowledges limits: for example, that a serial number and a photo of the marking are needed to identify a spare part, or that time depends on logistics. This is not a weakness of the offer but a sign of a controlled process. A weak answer promises everything without clarification and does not name rules, the responsible function or exceptions.
Keep the commercial part separate from the technical schedule in the final package, but include a clear cross-reference between them. Procurement can then see the price and scope, while the future equipment owner sees the procedure after commissioning.
